The six places an Ottawa business quietly loses customers

Most local businesses do not lose customers on price. They lose them after hours, mid job, and after a missed call. Here is what closes each gap.

A woman in Barrhaven decides at half past ten on a Tuesday night that she is going to book a haircut.

She is on her phone, on the couch. She finds you. She likes the photos. She looks for a button that says book, and there is a phone number instead. She thinks, right, I will call tomorrow.

She does not call tomorrow.

That is not a website problem. Your website worked. It was found, it was read, it was liked. The customer was lost in the ten seconds after that, in a gap where nobody was there.

Most local businesses in this city are not losing customers on price, and not on quality either. They are losing them in six specific gaps. Here is each one, what it looks like from the customer’s side, and the thing that closes it.

1. Nobody can book you, or get a price out of you, at eleven at night

A lot of the deciding happens after you have closed. Evenings, lunch breaks, Sunday afternoons. That is simply when people sit down with their phone and deal with their life.

If the only way to book you is to speak to a person, then every one of those moments is a note to self. Notes to self do not survive the morning.

The shop is shut and the phone is not. Show the times you are really open, and the slot fills while the lights are off. Nobody on your side has to do anything.

What closes it: online booking on your own site, showing the times that are really free. She sees the real open slots, picks one, gets a confirmation, and it lands in your calendar. No app to download, no account to make, no call.

The version worth having is one you own rather than rent, and the reason has nothing to do with software. The customer list it builds is yours. That list is often the most valuable thing a small business has.

2. The phone rings while your hands are full

If you cut hair, drive to jobs, or treat patients, the times you cannot answer the phone are exactly the times you are earning. That is not a discipline problem. You cannot stop halfway through a colour, or halfway under a sink, to take a call.

So the call goes to voicemail, and most people do not leave one. They just move down the list of search results.

The call is answered, quoted from your real prices, and booked into your real calendar, while your hands stay where they are.

What closes it: a phone service that answers every time. It knows your real hours and your real prices, and it can put a real appointment in your book. Anything it should not decide on its own, it takes a message and tells you.

The part that matters is what it is not allowed to do. It reads your real prices and your real calendar. It cannot make up a number, and it cannot promise a time that is already gone. Anything unusual comes straight to you.

3. The missed call goes to the next company on the list

When somebody has a burst pipe or a wedding on Saturday, they are not calling one business. They are working down a list, and they stop at the first one that picks up.

By the time you see the missed call, they are already back in the search results. That is the whole window.

A missed call turns into a text back within seconds, so you are still in the conversation when they are still deciding.

What closes it: the missed call sends a text, straight away, in your name. It says you will call right back, and it offers a link to book. You have not done anything. You are still on the job. But you are now the business that answered.

4. The no-show that takes the whole hour with it

A no-show is not one lost booking. It is an hour you had already refused other people for.

Most no-shows are not rudeness. They are people who forgot. Or people whose plans changed, and who found it easier to say nothing than to phone you.

A reminder goes out on its own. Cancelling is made easy on purpose. The freed slot goes back on offer while it is still worth something.

What closes it: two things that work together. A reminder that goes out without you remembering to send it. And a cancel link that makes it easy to tell you early. Easy cancelling sounds like the wrong goal, and it is not. A slot given back on Tuesday can be filled. A slot lost on Thursday cannot.

5. The reviews nobody answered

Somebody reading your reviews is not counting stars. They are looking for how you behave, and the clearest sign of that is whether the owner replied.

An unanswered bad review reads as true. An answered one reads as a business that pays attention.

Every review comes back with a reply drafted in your voice. You read it and approve it. Anything sensitive comes straight to you instead.

What closes it: a reply drafted for every review, in your words, waiting for you to approve it with one tap. Anything angry or delicate skips the draft and goes to you, because that is a conversation an owner should have.

6. You do not come up when somebody asks their phone

This is the one that has changed most recently, and quietly.

People still search. But more and more of them now just ask their phone a question, in a full sentence, and take the answer it reads back. That answer is put together out of pages it can read.

If your prices are a photo of a price list, nothing can read them. The answer comes back with somebody else’s business in it instead.

A page written so the answer can be lifted straight out of it. Your services, your prices, your hours, in words a machine can read.

What closes it: writing the page so the answer is already in it. Every service named. Every price written out. Hours, the areas you cover, and what you do not do. In plain sentences, so a person and a machine can both pick it up.

Nobody can promise you a ranking, and nobody can promise you will be quoted in an answer. What you can do is make sure that when something goes looking, there is something to find.

What all six have in common

Read them together and they are all the same story.

In every case the customer did their part. They found you, they decided, they picked up the phone. And then they hit a moment when nobody was there. You were asleep, or driving, or holding a pair of scissors.

None of these are fixed by working harder. You are already working. They are fixed by putting something in the gap that does one small job reliably while you do the actual work.

Where to start, honestly

Not all six. That is the most useful thing on this page.

Start with the gap that is costing you most right now. You can usually name it in one sentence, with no numbers at all:

  • If people ask “can I book online?” and the answer is no, start with booking.
  • If your phone rings while you are working, start with answering and text back.
  • If your week has holes in it, start with reminders.
  • If you are quiet and you do not know why, start with being found.

Get one of them working, live with it for a month, then decide whether the next one is worth it. Add one working piece every few months and you are in a very different position in a year. And you did not spend a fortune finding out.
